Challenge

Booking.com score sitting at 8.1 against a competitor set averaging 8.7. Service quality varying between weekday and weekend cover. Complaint volume rising in the food and beverage outlet despite a strong product.

Actions Taken

Mapped the full guest journey from booking to departure. Rebuilt SOPs around the moments that actually moved scores. Ran service training with front office, housekeeping and the food and beverage team. Introduced a monthly quality audit cadence owned by the HOD line.

Outcome

Score lifted from 8.1 to 8.8 within a quarter. Complaint volume reduced by 41 per cent. Direct repeat bookings increased noticeably across the following two quarters. The audit cadence remains in place.

Key Lessons
